Dear Katie, We would like to clarify several important points regarding your review, so that the situation can be presented accurately and transparently. We received your notification on the morning of the tour informing us that you would not be able to attend. Subsequently, through the Viator chat, you informed us that you had already been feeling unwell for more than 24 hours. We fully understand that health issues can arise unexpectedly, and we are genuinely sorry that you were not feeling well. However, since you informed us that you had already been unwell for more than 24 hours, you had the opportunity to cancel your booking within the timeframe established by our cancellation policy or, alternatively, to contact us earlier so that we could discuss the situation and try to find a possible solution together. Unfortunately, receiving your notification only on the morning of the tour did not give us sufficient time to reorganize the service or, where possible, offer your places to other guests, particularly during a period of very high demand. We would also like to clarify another important point: despite the fact that our cancellation policy did not provide for a refund under these circumstances, we nevertheless decided, as an exceptional gesture of goodwill, to issue you a 30% refund of the amount paid. You also acknowledged and thanked us for this gesture in our conversation. In other words, we made an effort to meet you halfway and provide a partial refund even though we were not required to do so under the applicable cancellation terms. For these reasons, we strongly believe that the review you posted does not accurately reflect what actually happened and presents an unfairly negative representation of our service and of the way we handled your situation. We fully respect your right to express your personal opinion. However, there is an important difference between expressing an opinion and presenting a version of events that is contradicted by the documented facts. In this case, we have the complete communication through Viator, which clearly documents the timing of your notification, your statement that you had already been unwell for more than 24 hours, and the exceptional 30% refund that we provided. Therefore, any suggestion that we acted unfairly or failed to assist you is simply not supported by the facts. We acted professionally, fairly and in good faith, and we went beyond our stated cancellation policy in an effort to accommodate your situation. It is therefore disappointing to see a review that does not acknowledge these circumstances and instead attributes responsibility to us for a situation that was communicated to us only at the last minute. We are always open to constructive and genuine feedback, but we also believe it is important to protect the integrity of our service when claims are made that can be objectively disproved by the documented communication. We stand by the way we handled this situation and by the goodwill gesture we made, despite not being obligated to do so. Kind regards.
